Direct answer
When a service moves from human support to self-service, the biggest risks are not only unanswered questions. The business can lose reassurance, exception handling, emotional calibration, accountability and sales insight, especially where customers need judgement rather than information.
How to use it
- Map the support moments where customers feel uncertain, anxious or high-risk.
- Separate informational questions from judgement-heavy situations.
- Define the points where self-service must offer human escalation.
- Monitor failed searches, abandoned flows, repeat tickets and complaint language.
- Keep feedback loops from support into product, content and sales.
Example
A knowledge base may answer “how do I reset my password?” well. It may fail on “why was I charged?” because the second query requires context, judgement and trust.
Caveats and limits
Self-service is not wrong. It becomes risky when the team treats all support as information retrieval instead of relationship and risk management.
